Autonomous Service: Are AI Agents Ready to Field IT Help Desk Calls?

AI-enabled IT service desks provision software and classify IT tickets, but human analysis remains a critical feature in mitigating ambiguous cases and security threats.

Help from IT support techs never comes fast enough. Support teams are overwhelmed by pressure to resolve tickets faster, reduce costs and boost the employee experience, all while struggling to retain talent and make a winning case for a bigger budget.

“Higher ticket volume, more complex environments, tighter budgets and users who expect faster answers” are all part of corporate IT’s day-to-day reality, says Chirag Mehta, vice president and principal analyst for Constellation Research. Given the complexities of the integrated technologies most teams manage, what used to be routine help requests are now anything but: “Many tickets appear to be routine at first, but require context across identity, devices, applications, policies and employee history.”

Agentic AI will autonomously resolve 80% of common IT service issues without human help by 2029, Gartner predicts. The latest AI-powered service desk tools coming online will soon alleviate much of the IT support burden of resetting passwords, troubleshooting devices and providing knowledge base responses to queries — but for the remaining 20%, human intervention will still be required.

AI-enabled service desks on the market today include Freshworks' Freshdesk, which incorporates a generative AI suite, Freddy AI, into its IT service management and customer relationship management platforms. IBM’s Maximo also offers AI-assisted ITSM. Meanwhile, ServiceNow has positioned AI at the center of business operations, announcing at its Knowledge 2026 conference an expansion of its Autonomous Workforce suite. Its L1 IT Service Desk AI Specialist resolves IT service desk cases 99% faster than human agents, the company states.

What Can AI-Enabled IT Service Desks Already Do?

Companies whose help desks regularly field bounded, high-volume, repeatable requests within well-documented workflows, and are integrated into IT operations systems, offer ample proving ground for agentic AI service, Mehta says. That’s primarily because today’s agents are not yet ready for “broad autonomy across ambiguous, high-risk or poorly documented issues,” he says.

Although autonomous service desks can handle Level 1 support, they are not ready to support a full-service help desk, Mehta adds: “It’s going to be a while to get full autonomy.”

AI-centric service desks are already moving beyond theoretical blueprints, Forrester Principal Analyst Julie Mohr recently noted in a blog post, particularly because they cannot support a full-service desk. Businesses must maintain humans in the loop when implementing AI-enabled platforms, because human analysts remain especially important for judging ambiguous cases or when security issues arise. Human judgment also remains critical when resolving major incidents, Mehta says.

Chat summarization offers a key area where AI-aided service desks reliably boost team productivity, Mohr points out, and one global tech company has reported more than 50% gains in productivity thanks to this feature.

“The real value comes from combining conversation, workflow automation, enterprise context and clear handoff rules,” Mehta suggests.

Here’s Where IT Service Agents’ Abilities Will Soon Expand 

The best IT service desk platforms today seamlessly integrate identity management, endpoint management, enterprise knowledge, workflow automation and employee communication channels, Mehta says.

“Autonomy works better when the system can both understand the request and take governed action across the systems required to resolve it,” he explains.

IT service desks that include AIOps — machine learning and Big Data processing capabilities — will detect anomalies autonomously before correlating events and triggering remediation, according to ServiceNow.

Organizations will soon need to decide whether they can also rely on AI-enabled service desks to analyze governance and policy adherence, and escalate IT support cases, Mehta says. “The real test is whether it can act within policy, escalate cleanly and bring in a human analyst when judgment or risk is involved.”
